Transformation

Change doesn't fail because the technology is wrong. It fails because nobody asked the people who have to live with it.

Transformation that starts with what the change means for the humans on the receiving end, turning strategy into realistic, embedded action with measurable results.

With over two decades driving cultural change, customer experience and digital transformation, I know what it takes to not only build a transformation strategy but deliver it in real life, along with all the challenges that come with that.

That work has spanned telecoms, media, aviation, FMCG and hospitality, across the UK, the Gulf and Latin America, delivered in-house, as an associate and now through my own practice.

It's easy to buy a new IT stack. It can be great tech. It will still fail catastrophically if nobody asked the team what they need, or understood what customers actually value.

This is where I specialise: building the plan for how people, meaning employees, customers and stakeholders alike, genuinely change behaviour.

Change creates real psychological discomfort, and people protect what they think they're losing. That isn't resistance for its own sake. It's human, and it's predictable, which means it can be planned for.

So I start outside-in, from the problem to solve, and work back through the people, the processes and the technology, fitting them together. Combining Customer Experience, Digital, Service Design and Design Thinking with two decades of in-house delivery, I collaborate with organisations to unlock innovation, improve performance and design experiences that customers and employees actually love.

How a transformation engagement runs

From problem to embedded change

Every engagement starts in the same place: understanding the problem properly before designing anything. It is the difference between a transformation that embeds and one that gets announced.

01

Discovery

Everything starts here. I understand your context, your goals, your business, your challenges, and the realities of your life and work. Without real understanding, even the best intentions miss.

02

Define

Together we define the reality of the situation today, then co-create and agree the clear problems to solve, the business goals, the aims and the KPIs we will measure against.

03

Design

Only once we are clear on the problem to solve, or the opportunity to take, do we design your solution. That order is what makes the difference between activity and quality.

04

Deliver

Delivery is practical, human and sustainable. The real work begins when you put new insights into practice, which is why we agree meaningful goals, follow-up actions and accountability from day one.

I joined a business looking to restructure and make significant changes. Kayleigh’s business and leadership knowledge has been invaluable throughout that work. … She has helped me establish new structures and ways of working, define roles and responsibilities, and translate business priorities into clear expectations for the team. She understands both what the business needs and what it takes to bring people with you.

Kayleigh operates in that rare space where reasoned theory, planning and strategy meets proactivity, customer-centricity and results. I have been impressed with her passion to find better ways of working, to surpass expectations and to foster quality relationships within her own teams and beyond. I saw first hand how Kayleigh tailored her own high quality service design programme for an international audience, delivering genuine long-term value.
